THE INFLUENCE OF SERVICE RECOVERY ON CUSTOMER SATISFACTION AND REVISIT INTENTION IN THE AESTHETIC CLINIC BUSINESS IN THAILAND

Abstract

This research aimed to examine 1) the effect of service recovery on customer satisfaction in the aesthetic clinic business, 2) the effect of customer satisfaction on revisit intention, 3) the direct effect of service recovery on revisit intention, and 4) the mediating role of customer satisfaction in the relationship between service recovery and revisit intention. This study employed a quantitative research design. Data were collected from 400 Thai consumers who had experienced service failure and subsequently received service recovery from aesthetic clinics within the previous year. A non-probability sampling method using snowball sampling was employed, and data were gathered through an online questionnaire. The data were analyzed using descriptive statistics and Structural Equation Modeling (SEM). The results indicated that the proposed model demonstrated an acceptable fit with the empirical data (CMIN/DF = 2.593, RMSEA = 0.063, CFI = 0.917, and TLI = 0.911). The findings revealed that service recovery had a positive effect on customer satisfaction (β = 0.58), while customer satisfaction positively influenced revisit intention (β = 0.77). In addition, service recovery exerted an indirect effect on revisit intention through customer satisfaction (β = 0.45), confirming the mediating role of customer satisfaction. However, service recovery had a negative direct effect on revisit intention (β = –0.17), contrary to the proposed hypothesis. These findings suggest that although effective service recovery can enhance customer satisfaction, prior service failure may continue to undermine customers' confidence and reduce their intention to revisit in the long term. Therefore, aesthetic clinic operators should prioritize preventing service failures while simultaneously improving service recovery processes to enhance customer satisfaction, rebuild customer trust, and encourage revisit intention.
